We developed a conversational AI system deployed across all customer channels over 16 weeks. Multi-channel conversational platform (weeks 1-8). Unified NLU: a single natural language understanding engine serving all channels — phone (speech-to-text + NLU), web chat, mobile app, SMS, and social media. The unification: ensuring consistent understanding regardless of how the customer contacted the utility. Channel adaptation: the same AI understanding expressed differently per channel — phone conversations used natural speech patterns with confirmations, chat used concise messages with inline buttons, and SMS used brief text with links. The adaptation: optimising for each channel's communication style while maintaining unified intelligence. Customer identification: the AI identifying customers through account number, phone number (caller ID), or conversational verification — pulling up the customer's complete account information to provide personalised responses. The identification: enabling "I see you have an account at 142 Peachtree Street with a current balance of $187.
42" rather than generic responses. Core service capabilities (weeks 4-12). Billing assistant: conversational AI handling billing enquiries — current balance, payment history, bill explanation (why is my bill higher this month?), payment arrangement setup, and budget billing enrollment. Bill explanation: the AI comparing current usage to historical patterns and explaining the difference ("Your July bill is $48 higher than June primarily because cooling degree days increased 34% — your air conditioning used an estimated 420 additional kWh"). The explanation: personalised to the specific customer's usage, not generic tips. Outage management: conversational AI handling outage reporting and status — detecting likely outage situations ("my power just went out"), confirming the outage against the outage management system, providing estimated restoration time, and proactively updating the customer as restoration progressed.
Storm surge handling: the outage assistant designed to handle 10x normal volume by providing instant, automated responses rather than queuing calls for human agents. The handling: managing the contact surge that overwhelmed human agents during every significant storm. Service requests: conversational AI processing routine service requests — start/stop service, payment extension requests, energy efficiency programme enrollment, and tree trimming requests. The processing: completing the requests during the conversation rather than creating work orders for agents to follow up. Energy advisory: personalised energy insights and recommendations — the AI analysing the customer's usage patterns and suggesting specific actions ("Based on your usage pattern, your water heater appears to be running inefficiently. Replacing it with a heat pump water heater would save approximately $340 per year, and there's a $400 rebate available through our efficiency programme"). The advisory: adding value beyond basic service resolution. Storm-specific capabilities (weeks 8-14).
Proactive storm communication: before storm events, the AI sending personalised preparation messages to customers in the forecast impact area — storm timeline, preparation checklist, outage reporting guidance, and emergency contact information. The communication: reducing the initial contact surge by proactively providing information customers would otherwise call to request. Real-time outage intelligence: during storms, the AI providing hyper-local outage information — the customer's specific circuit status, crew deployment in their area, estimated restoration based on damage assessment, and neighbouring area restoration progress. The intelligence: answering the specific questions customers asked ("when will MY power come back?") with data-driven estimates rather than generic ranges. Post-storm follow-up: after restoration, the AI checking in with affected customers — confirming power restored, identifying any remaining issues (partial restoration, equipment damage), and processing any storm-related claims. The follow-up: proactive service recovery that improved post-storm satisfaction. Human escalation and collaboration (weeks 10-16).
Intelligent escalation: the AI recognising situations requiring human intervention — emotional distress, safety concerns (downed power lines, gas smell), complex billing disputes, and medical equipment dependency. The escalation: transferring to the appropriate specialist with full conversation context, so the customer never repeated information. Agent assist: when calls escalated to human agents, the AI remaining active as an assistant — providing the agent with customer context, suggesting responses, and handling system lookups. The assist: enabling agents to resolve complex issues faster with AI decision support.
