We built GPT integration for customer operations over 12 weeks, with MBL negotiation completed in weeks 1-3: (1) MBL co-determination: week 1 — formal MBL Section 11 negotiation request to Unionen chapter. Information package: GPT integration scope (customer support augmentation, not replacement), impact on support agents (AI handles routine inquiries — agents handle complex cases requiring judgment and empathy), training plan (24 hours per agent), and transparency commitments (agents can see how GPT generated each response, GPT outputs clearly labelled as AI-assisted). Week 2-3 — negotiation and agreement.
Key provisions: no support agent headcount reduction as a result of GPT implementation (the company committed to using efficiency gains for growth — serving more customers without proportional headcount increase), agents retain full autonomy to override or modify GPT suggestions, individual agent performance not compared based on AI utilisation rates (aggregate metrics only), training provided during paid working hours, and quarterly review meeting with union on GPT system performance and expansion plans. MBL agreement signed at week 3. Union representatives specifically supportive: "technology that helps agents handle mundane queries so they can focus on interesting problems is good for our members." (2) Intelligent support automation: GPT integrated into the support workflow across chat, email, and phone.
Chat — three-tier architecture: Tier 1 (Auto-resolution — 40% of chats): GPT processes the customer inquiry, accesses customer account data (transaction history, account status, recent changes) through secure API integration, and provides a complete resolution without human involvement. Transaction inquiries ("why was this payment declined?") — GPT retrieves the specific transaction, identifies the decline reason (insufficient funds, card frozen, spending limit, merchant category block), and explains in the customer's language with specific next steps. Account questions ("how do I add a new team member?") — GPT provides step-by-step instructions personalised to the customer's current account configuration and permission level. Tier 2 (Agent-assisted — 45% of chats): GPT generates a draft response with relevant context (customer history, similar resolved cases, applicable policy) — the agent reviews, modifies if needed, and sends. Agent response time: from 4 minutes to 90 seconds (GPT provides the draft, agent validates and personalises).
Tier 3 (Human-only — 15% of chats): complex issues, complaints, and escalations routed directly to senior agents without GPT draft (though GPT provides contextual background). Email — GPT processes incoming emails: classifies priority and topic, generates draft response, attaches relevant help articles, and routes to appropriate agent for review. Email response time: from 4 hours to 45 minutes. Phone — GPT provides real-time agent assistance during calls: displaying relevant customer context, suggesting responses, and auto-generating call summary notes after the call. Post-call documentation: from 5 minutes to 30 seconds (GPT generates summary from call transcript). Multilingual: GPT handles all 6 languages natively — no language-based routing required. A Swedish agent can handle a German customer inquiry with GPT translation and response generation. Language quality: GPT responses reviewed by native speakers across all 6 languages — quality rated 4.6/5 for naturalness and accuracy.
(3) GPT-powered transaction categorisation: rule-based categorisation replaced with GPT-enhanced ML model. GPT processes: merchant name analysis (understanding that "Systembolaget" is a liquor store, "Pressbyraan" is a convenience store — Swedish-specific merchant knowledge), transaction context (amount, time, location, merchant category code, previous categorisations for same merchant), and user correction patterns (learning from customer corrections — if a customer consistently recategorises "Uber" from "Transport" to "Client Entertainment," the system learns this preference). Categorisation accuracy: from 71% to 94% (23-percentage-point improvement). Customer corrections: from 98,600 daily to 20,400 daily (79% reduction in miscategorised transactions). Competitor parity: categorisation accuracy now exceeds published benchmarks from Pleo and Spendesk. (4) Accelerated onboarding: GPT integrated into the onboarding workflow. KYC document processing: GPT extracts key information from business registration documents (Bolagsverket registration, beneficial ownership declarations) — pre-populating KYC forms for compliance analyst review. Document processing: from 2 hours to 20 minutes per application.
Guided configuration: GPT-powered onboarding assistant guides new customers through product setup — expense policy configuration, approval workflow design, accounting integration setup — through conversational interface. The assistant asks questions about the customer's business and recommends configurations based on similar companies. Configuration time: from 3 hours (customer success call) to 45 minutes (self-service with AI guidance). First-week support: GPT proactively answers common new-customer questions before they become support tickets — contextual help based on the customer's progress through the onboarding journey. First-week support ticket volume: from 3x baseline to 1.4x baseline. Total onboarding: from 5.2 business days to 1.8 business days. Abandonment: from 12% to 3.5%. (5) Knowledge base automation: GPT generates and maintains help content in all 6 languages.
Translation: 180 English articles translated to 5 languages (900 tasks) completed in 2 weeks — each translation reviewed by native-speaking team member (review time: 15 minutes per article versus 2 hours for manual translation). Ongoing maintenance: when English source articles are updated, GPT automatically generates updated translations — flagged for review. New content generation: GPT generates first-draft help articles from support ticket analysis — identifying frequently asked questions not covered by existing help content. 40 new articles created in first month, addressing the most common support inquiries. Self-service rate: from 45% to 68% (customers finding answers in help center rather than contacting support). (6) IMY compliance: konsekvensbedoming completed for customer data processing through GPT. Legal basis: berattigat intresse (legitimate interest) with documented intresseavvagning — customer support improvement is a legitimate business interest, data processing is proportionate.
Data minimisation: GPT accesses only necessary customer data per interaction (not bulk customer data access). Personuppgiftsbitradesavtal with Azure (OpenAI, EU Data Boundary). Customer transparency: privacy policy updated disclosing AI-assisted support. Customers can request human-only support. Finansinspektionen: the company operates under Finansinspektionen supervision as a payment institution. GPT implementation documented in the company's IT risk management framework. No automated financial decisions — GPT assists human agents and provides information to customers, does not make credit or payment decisions autonomously.
